TEORÍA DE COLAS O LÍNEAS DE ESPERA PRÓLOGO Agner Krarup Erlang
El orígen de la Teoría de Colas o Líneas de Espera se remonta a los estudios realizados en 1909 por Agner Krarup Erlang (Dinamarca, 1878 - 1929), para analizar la congestión de tráfico de llamadas en el sistema telefónico de Copenhague. Esta teoría es ahora una herramienta de valor debido a que muchos de sus problemas pueden caracterizarse, como problemas de congestión llegada partida. Antigua Central Telefónica Una Cola es una línea de espera y la teoría de colas es una colección de modelos matemáticos que describen sistemas de líneas de espera particulares o de sistemas de colas. Los modelos sirven para encontrar un buen compromiso entre costos del sistema y los tiempos promedio de la línea de espera para un sistema dado. La Teoria de Colas requiere de un estudio matemático del comportamiento de líneas de espera. Estas se presentan cuando "clientes" llegan a un "lugar" demandando un servicio al "servidor", el cual tiene cierta capacidad de atención. Si el servidor no estpa disponible inmediatamente y el cliente decide esperar, entonces se forma en la "línea de espera". El problema es determinar que capacidad o tasa de servicio proporciona el balance correcto. Esto no es sencillo, ya que un cliente no llega a un horario fijo, es decir, no se sabe con exactitud en que momento llegarán los clientes. También el tiempo de servicio no tiene un horario fijo.

Recent studies show that calls average 45 seconds in queue prior to being answered by a call center service representative.* The Unity Call Center Group uses every means to assure that there will be the right number of people available to answer calls for every project. One such tool is the use of Erlang Tables for scientific scheduling. Agner Erlang developed his scientific mathematical tables for the use of the Copenhagen Telephone Company in 1917, and the theories still hold true today. Erlang is to Call Center Scheduling as Einstein is to the Theory of Relativity. In 1917 he developed his Erlang Tables - an accurate and concise set of calculations that show exactly the number of agents needed to answer phones within a given number of seconds. The use of modified Erlang tables enables Unity to price accurately and allows customers to have some control over cost by adjusting the parameters of the project. With three variables identified, Unity knows how many agents each customer will require.

Nowadays we take it for granted that someone in England can make a phone call to Australia, or that someone in India can read web pages that are on a computer in Canada. We live in a society in which almost every home has its own telephone line which is connected to a local exchange in the nearest village or town, from there to a main exchange in the nearest city, and from there to any other city in any country in the world. In this way, a person is able to dial a friend in another country just as easily as if they were in the same street.
